Chapter One: Introduction

THE ROLE OF TRUST IN THE MARKETING OF LIFE INSURANCE POLICIES (A CASE STUDY OF CORNERSTONE INSURANCE PLC)

ABSTRACT

Trust has become one of the most valuable assets in the marketing of financial services, particularly within the life insurance industry, where customers purchase promises of future financial protection rather than tangible products. Because life insurance contracts involve long-term commitments and uncertain future events, consumers often rely on their confidence in an insurer's credibility, financial stability, ethical conduct, and claims settlement performance before making purchase decisions. In Nigeria, despite increasing awareness of the importance of life insurance for financial security and wealth protection, insurance penetration remains relatively low due to inadequate trust, poor public perception, limited financial literacy, and concerns regarding claims settlement. This study investigates the influence of trust on the marketing of life insurance policies using Cornerstone Insurance Plc as the case study.

The study specifically examines how customer trust, corporate reputation, service quality, claims settlement efficiency, transparency, customer relationship management (CRM), digital engagement, and ethical marketing practices influence consumers' willingness to purchase life insurance policies. It also evaluates the impact of trust on customer satisfaction, policy renewal, customer loyalty, and long-term business sustainability while identifying the major challenges affecting trust development within Nigeria's insurance industry.

A descriptive survey research design will be adopted for the study. Primary data will be collected through structured questionnaires administered to selected customers and employees of Cornerstone Insurance Plc, while secondary data will be obtained from textbooks, peer-reviewed journals, company reports, industry publications, and regulatory documents. The collected data will be analyzed using descriptive and inferential statistical techniques to establish the relationship between trust and the marketing performance of life insurance products.

The findings are expected to reveal that trust significantly influences customers' willingness to purchase and renew life insurance policies. Variables such as transparent communication, prompt claims settlement, quality customer service, digital service delivery, ethical business practices, and strong corporate reputation are anticipated to positively influence consumer confidence and increase life insurance demand. The study also expects to identify misinformation, delayed claims processing, poor customer communication, and negative public perception as major barriers affecting trust in the Nigerian insurance market.

The study will contribute to existing literature on insurance marketing, relationship marketing, customer trust, and consumer behavior while providing practical recommendations for insurance companies, regulators, and policymakers. The findings are expected to support the development of customer-focused trust-building strategies that improve life insurance adoption, strengthen customer loyalty, and promote sustainable growth in Nigeria's insurance industry.

CHAPTER ONE

INTRODUCTION

1.1 Background to the Study

The financial services industry has become increasingly competitive due to rapid technological innovation, globalization, changing consumer expectations, and expanding access to digital financial products. Within this evolving environment, trust has emerged as one of the most important determinants of organizational success, particularly for institutions that provide intangible services such as banking, investment management, pensions, and insurance. Unlike physical goods that customers can inspect before purchase, insurance products are based on contractual promises of future financial protection. Consequently, customers rely heavily on trust when deciding whether to purchase life insurance policies, making trust a fundamental driver of consumer behaviour and marketing effectiveness.

Life insurance plays a significant role in promoting financial security by providing economic protection against unforeseen events such as death, permanent disability, terminal illness, and loss of income. Beyond risk protection, life insurance contributes to long-term financial planning by supporting wealth accumulation, retirement planning, children's education, estate planning, and business continuity. Despite these substantial benefits, life insurance penetration in Nigeria remains considerably below global averages, indicating that a significant proportion of households remain financially exposed to unexpected risks.

One of the major factors limiting life insurance adoption in Nigeria is the relatively low level of public trust in insurance institutions. Many prospective policyholders remain skeptical due to previous experiences involving delayed claims settlement, inadequate customer communication, misinformation, lack of transparency, and limited understanding of insurance products. These concerns often discourage individuals from purchasing life insurance despite recognizing its potential financial benefits.

Trust refers to the confidence that customers place in an organization's ability to fulfill its promises honestly, competently, ethically, and consistently. Within the insurance industry, trust extends beyond financial stability to include service reliability, transparency, integrity, customer responsiveness, ethical marketing, claims settlement efficiency, and long-term commitment to customer welfare. Insurance companies that consistently demonstrate these qualities are more likely to establish strong customer relationships, increase policy sales, and achieve sustainable competitive advantage.

Relationship Marketing Theory emphasizes that successful organizations create long-term value by developing strong, trust-based relationships with customers rather than focusing solely on short-term sales transactions. This perspective is particularly relevant to life insurance because policies often remain active for many years, requiring continuous interaction between insurers and policyholders. Trust therefore becomes the foundation upon which customer satisfaction, loyalty, retention, and policy renewal are built.

The Nigerian insurance industry has experienced significant transformation through regulatory reforms initiated by the National Insurance Commission (NAICOM), digital innovation, financial inclusion programmes, and increasing competition among insurers. Insurance companies have introduced customer-centered products, online policy management systems, mobile applications, digital claims processing, artificial intelligence (AI)-powered customer support, and electronic premium payment platforms to improve customer experience. Nevertheless, public trust remains one of the industry's greatest challenges.

Corporate reputation significantly influences trust within the insurance market. Customers generally evaluate insurance companies based on financial strength, historical performance, regulatory compliance, customer reviews, corporate governance, ethical standards, and claims settlement records. Organizations with strong reputations are perceived as more reliable and trustworthy, making prospective customers more willing to purchase their insurance products.

Service quality also contributes substantially to trust development. According to the SERVQUAL model, reliability, responsiveness, assurance, empathy, and tangibility influence customers' perceptions of service excellence. Insurance companies that consistently deliver reliable services, respond promptly to customer inquiries, demonstrate professional competence, and provide personalized support strengthen customer confidence and encourage long-term business relationships.

Claims settlement represents perhaps the strongest determinant of trust in the insurance industry. Customers purchase life insurance with the expectation that valid claims will be processed fairly and promptly when insured events occur. Delays, administrative inefficiencies, excessive documentation, and poor communication during claims processing often damage customer trust and discourage future policy purchases. Conversely, transparent and efficient claims management strengthens customer confidence and enhances corporate reputation.

Customer Relationship Management (CRM) has become an essential strategic tool for building trust. Modern CRM systems enable insurers to collect customer information, personalize communications, anticipate customer needs, and improve service delivery throughout the customer lifecycle. Through integrated CRM platforms, insurance companies can strengthen engagement, improve complaint management, automate policy reminders, and enhance customer satisfaction.

Digital transformation has fundamentally reshaped trust-building strategies within the insurance industry. Customers increasingly rely on company websites, mobile applications, online reviews, social media interactions, and digital customer support when evaluating insurance providers. Artificial intelligence, chatbots, predictive analytics, cloud computing, and personalized digital marketing enable insurance companies to deliver more responsive and transparent customer experiences while strengthening trust through consistent communication.

Cornerstone Insurance Plc is one of Nigeria's leading insurance companies, providing life insurance, motor insurance, travel insurance, engineering insurance, fire insurance, marine insurance, health insurance, and investment-related financial products. The company has invested significantly in customer service improvement, digital transformation, employee training, product innovation, and relationship marketing initiatives aimed at strengthening customer confidence and increasing insurance penetration. Through continuous investment in technology and service excellence, Cornerstone Insurance Plc seeks to build long-term relationships founded on trust and reliability.

Consumer behavior within the insurance market is increasingly influenced by digital information sources, online customer reviews, financial education campaigns, and peer recommendations. Modern consumers compare insurance providers based not only on product features and pricing but also on corporate reputation, customer experience, transparency, digital accessibility, and claims settlement performance. Consequently, trust has become an important competitive differentiator within the insurance industry.

The COVID-19 pandemic further highlighted the importance of trust in financial services by increasing demand for financial protection, health security, and digital service delivery. Insurance companies accelerated digital transformation initiatives to maintain customer engagement while demonstrating organizational resilience and commitment to customer welfare. These developments reinforced the importance of trust as a strategic asset capable of strengthening customer relationships during periods of economic uncertainty.

Several theoretical perspectives support the relationship between trust and marketing effectiveness. The Commitment-Trust Theory suggests that trust and commitment are essential for successful relationship marketing. Social exchange theory proposes that long-term relationships develop when customers perceive fairness, reliability, and mutual benefit. Signaling theory explains that corporate reputation, transparency, and ethical behaviour reduce information asymmetry, thereby strengthening customer confidence.

Despite continuous improvements in customer service, technology adoption, and regulatory oversight, many Nigerians remain hesitant to purchase life insurance due to persistent trust-related concerns. Understanding the role of trust in influencing life insurance marketing is therefore essential for improving customer confidence, increasing insurance penetration, and promoting financial inclusion.

This study therefore examines the influence of trust on the marketing of life insurance policies using Cornerstone Insurance Plc as the case study. It seeks to provide empirical evidence regarding how trust influences customer purchase decisions, customer loyalty, policy renewal, and overall marketing effectiveness within Nigeria's life insurance industry.

1.2 Statement of the Problem

Although life insurance offers significant financial protection and contributes to long-term financial planning, its adoption rate in Nigeria remains relatively low. One of the principal reasons for this situation is the limited level of trust many consumers have in insurance companies. Customers often express concerns regarding delayed claims settlement, inadequate communication, lack of transparency, poor service delivery, and negative experiences shared by previous policyholders.

Trust-related challenges reduce customer willingness to purchase life insurance policies, weaken customer loyalty, and negatively affect policy renewal rates. As competition within the insurance industry intensifies, organizations that fail to establish strong trust-based relationships may experience declining market share and reduced profitability.

While insurance companies have introduced customer relationship management systems, digital marketing strategies, and customer education programmes, relatively few empirical studies have specifically investigated the influence of trust on life insurance marketing using Cornerstone Insurance Plc as the case study. This research therefore seeks to bridge this knowledge gap.
