ABSTRACT
Customer satisfaction and customer retention have become critical indicators of sustainable performance in the insurance industry. As competition intensifies and customers become more informed and service-oriented, insurance companies are increasingly focusing on delivering superior customer experiences that encourage long-term relationships. In the Nigerian insurance industry, retaining existing customers has become more cost-effective than continuously acquiring new ones, making customer satisfaction a strategic priority. Insurance companies that consistently provide quality service, efficient claims settlement, personalized customer support, and innovative digital solutions are more likely to achieve higher policy renewal rates and stronger customer loyalty. This study examines the relationship between customer satisfaction and customer retention using AIICO Insurance Plc as the case study.
The study specifically investigates the influence of service quality, claims settlement efficiency, customer relationship management (CRM), digital service delivery, complaint resolution, product quality, pricing fairness, customer trust, and employee responsiveness on customer retention. It also evaluates how customer satisfaction contributes to policy renewal, repeat patronage, and customer advocacy while identifying the major challenges affecting customer retention within Nigeria's insurance industry.
A descriptive survey research design will be adopted for this study. Primary data will be collected through structured questionnaires administered to selected customers and staff of AIICO Insurance Plc, while secondary data will be sourced from academic journals, textbooks, company reports, industry publications, and relevant regulatory documents. Data will be analyzed using descriptive and inferential statistical methods to establish the relationship between customer satisfaction and customer retention.
The findings are expected to reveal that customer satisfaction significantly influences customer retention within the insurance industry. Variables such as efficient claims settlement, excellent customer service, digital accessibility, trust, transparent communication, and relationship management are anticipated to improve customer loyalty, policy renewal, and long-term business profitability. The study also expects to identify delayed claims processing, inadequate communication, inconsistent service quality, and low customer engagement as key barriers to customer retention.
The study will contribute to the literature on insurance marketing, customer relationship management, service quality, and customer behaviour while providing practical recommendations for insurance companies, policymakers, and researchers. The findings are expected to support the development of customer-focused strategies that improve customer satisfaction, strengthen retention, and promote sustainable growth in Nigeria's insurance industry.

Despite continuous investment in customer service improvement and digital innovation, many insurance companies in Nigeria continue to experience declining customer retention due to service failures, inadequate communication, delayed claims settlement, and insufficient customer engagement. This study therefore examines the relationship between customer satisfaction and customer retention using AIICO Insurance Plc as the case study. 1.2 Statement of the Problem

This study focuses on the relationship between customer satisfaction and customer retention within AIICO Insurance Plc. The study is limited to selected customers and staff of AIICO Insurance Plc.
