INTRODUCTION

1.1 Background to the Study

The insurance industry is widely recognized as one of the fundamental pillars of economic development because it provides financial protection against uncertainties while promoting long-term financial stability for individuals, businesses, and governments. Insurance facilitates economic growth by encouraging investment, reducing financial risks, protecting assets, and supporting sustainable development. Among the various branches of insurance, life insurance occupies a significant position because it safeguards individuals and their families against the financial consequences of death, disability, critical illness, and other unforeseen life events. In addition to providing risk protection, life insurance serves as a savings and investment vehicle that contributes to wealth accumulation, retirement planning, and estate management.

Globally, the life insurance industry has experienced substantial transformation due to technological innovations, improved financial literacy, digital distribution channels, and changing consumer expectations. The emergence of digital insurance platforms, artificial intelligence (AI), big data analytics, mobile applications, and automated customer service has enhanced customer experience while increasing accessibility to insurance products. Consumers can now compare insurance policies, purchase coverage, pay premiums, and file claims electronically, making insurance services more convenient and customer-centered than ever before.

Despite these global developments, the Nigerian insurance industry continues to record relatively low insurance penetration compared to many emerging and developed economies. Although Nigeria has a large and economically active population, the percentage of households that own life insurance policies remains significantly low. According to industry reports, many Nigerians still perceive insurance as an unnecessary financial commitment rather than an essential risk management tool. This negative perception continues to affect the growth and sustainability of the life insurance sector.

Customer perception refers to the beliefs, attitudes, opinions, and overall impressions that consumers develop regarding a company's products or services based on their experiences, available information, social influence, and marketing communications. In the insurance industry, customer perception significantly determines whether individuals are willing to purchase, renew, or recommend insurance policies. Positive perceptions encourage customer loyalty and repeat patronage, whereas negative perceptions discourage prospective customers from engaging with insurance providers.

Several factors shape customers' perception of life insurance services in Nigeria. These include service quality, affordability of premiums, transparency in policy conditions, prompt claims settlement, corporate reputation, customer relationship management, financial literacy, trust, ethical practices, digital accessibility, and overall customer satisfaction. Effective advertising campaigns, social media engagement, public awareness programs, educational seminars, and customer testimonials contribute significantly to improving public confidence in insurance products. Insurance organizations increasingly employ digital marketing strategies to educate prospective customers about policy benefits while addressing misconceptions that hinder insurance adoption.

Another important determinant of patronage is customer satisfaction. Satisfied customers are more likely to renew policies, recommend insurance services to family and friends, and purchase additional insurance products. Service quality dimensions such as responsiveness, empathy, reliability, assurance, and professionalism significantly contribute to overall customer satisfaction and long-term patronage.

In Abuja, Nigeria's Federal Capital Territory, increasing urbanization, rising income levels, expanding business activities, and growing financial awareness present significant opportunities for life insurance companies. However, despite these favorable conditions, many residents still exhibit low patronage of life insurance services due to varying perceptions regarding insurance companies and their products.

Understanding how customer perception influences patronage has therefore become increasingly important for insurance organizations seeking sustainable growth. Identifying the factors that shape customer attitudes will enable insurance companies to improve service quality, strengthen customer trust, enhance marketing effectiveness, and develop products that better satisfy customer needs.

Against this background, this study investigates the relationship between customer perception and patronage of life insurance services using AXA Mansard Insurance Plc in Abuja as the case study.

 

1.2 Statement of the Problem

The Nigerian life insurance industry continues to experience relatively low customer patronage despite increasing awareness campaigns, regulatory reforms, and technological innovations. Although insurance companies have introduced customer-friendly products and digital service platforms, many Nigerians remain reluctant to purchase life insurance policies due to unfavorable perceptions regarding insurance providers.

Several customers perceive life insurance products as expensive, complex, or unnecessary. Others lack confidence in insurance companies because of concerns about delayed claims settlement, inadequate customer service, poor communication, hidden policy terms, and insufficient transparency. These negative perceptions continue to affect customer acquisition, policy renewal, and long-term business sustainability.

Insurance companies, including AXA Mansard Insurance Plc, invest significantly in advertising, customer education, digital innovation, and service improvement. However, customer patronage has not increased proportionately with these investments. This situation raises important questions regarding the specific perception factors that influence consumers' willingness to purchase life insurance services.

Although previous studies have examined customer satisfaction and insurance adoption in Nigeria, relatively few have specifically investigated how customer perception affects patronage of life insurance services within the operational context of AXA Mansard Insurance Plc in Abuja. This knowledge gap limits the development of effective marketing strategies capable of improving customer confidence and increasing life insurance penetration.

This study therefore seeks to examine the influence of customer perception on patronage of life insurance services using AXA Mansard Insurance Plc, Abuja, as the focal organization.

 

1.3 Objectives of the Study

The main objective of this study is to examine the influence of customer perception on the patronage of life insurance services in AXA Mansard Insurance Plc, Abuja.

The specific objectives are to:

1. Examine the effect of customer trust on patronage of life insurance services.

2.    Determine the influence of service quality on customers' patronage.

3. Assess the effect of customer satisfaction on life insurance patronage.

4. Examine the influence of corporate reputation on customers' purchasing decisions.

5. Evaluate the effect of digital service delivery on customer patronage.

6. Determine the relationship between financial literacy and customers' willingness to purchase life insurance services.

 

1.4 Research Questions

The study seeks to answer the following questions:

1. How does customer trust influence patronage of life insurance services?

2. What effect does service quality have on customer patronage?

3. How does customer satisfaction affect patronage of life insurance services?

4.    To what extent does corporate reputation influence customers' purchasing decisions?

5. How does digital service delivery affect customer patronage?

6. What relationship exists between financial literacy and patronage of life insurance services?

 

1.5 Research Hypotheses

H01: Customer trust has no significant effect on patronage of life insurance services.

H02: Service quality has no significant influence on customer patronage.

H03: Customer satisfaction has no significant effect on patronage of life insurance services.

H04: Corporate reputation has no significant influence on customers' purchasing decisions.

H05: Digital service delivery has no significant effect on patronage of life insurance services.

 

1.6 Significance of the Study

The findings of this study will benefit AXA Mansard Insurance Plc by providing insights into customer perceptions that influence patronage, thereby assisting management in developing customer-centered marketing strategies.

Insurance practitioners will gain a better understanding of the importance of trust, service quality, customer satisfaction, and corporate reputation in attracting and retaining policyholders.

Regulatory bodies such as the National Insurance Commission (NAICOM) will benefit from empirical evidence that can inform policies aimed at improving consumer confidence and increasing insurance penetration in Nigeria.

Researchers and students will find the study useful as a reference for future research in insurance marketing, consumer behavior, and financial services management.

Finally, prospective and existing customers will benefit from improved service delivery, greater transparency, and enhanced customer experiences resulting from the implementation of the study's recommendations.

 

1.7 Scope of the Study

This study focuses on customer perception and patronage of life insurance services using AXA Mansard Insurance Plc, Abuja, as the case study. The research examines factors such as customer trust, service quality, customer satisfaction, corporate reputation, digital service delivery, and financial literacy as determinants of customer patronage.

 

1.8 Operational Definition of Terms

Customer Perception: Customers' overall beliefs, attitudes, opinions, and impressions regarding life insurance services and insurance providers.

Patronage: The willingness of customers to purchase, renew, and recommend life insurance services.

Life Insurance: A contractual agreement that provides financial compensation to beneficiaries upon the occurrence of specified insured events.

Customer Satisfaction: The degree to which customers' expectations are met or exceeded by the services provided.

Service Quality: Customers' evaluation of the effectiveness, reliability, responsiveness, assurance, and empathy demonstrated by the insurance company.

Corporate Reputation: The overall public image and credibility of an organization based on its performance, integrity, and service delivery.
